SCOPE OF WORK:
The client is currently in the process of implementing ITIL-based practices to improve IT Service Management (ITSM) in the office.  A comprehensive assessment on the current state of ITSM was completed in May 2008.  Target state of process maturity was defined in the same study.  As one of the final deliverables of the study, a four-year roadmap (ITSM Implementation Roadmap) to enhance maturity of ITSM to the target levels was produced and approved by IM/IT management.

This Statement of Work addresses the Service Level Management stream of the implementation, which is broken down in 3 steps:
- Step 1 – Develop Service Catalogue
o Timeframe: 2008/09 
o Deliverable: A service catalogue with both front-office and back-office services defined; mapping of processes and definition/implementation of the maintenance process.
- Step 2 – Gather and Analyze Service LEVEL Requirements
o Timeframe: 2009/10 
o Deliverables: Documented service level requirements (SLRs) from service internal and external consumers, key operation level agreements (OLAs)
o Part of the Service Design phase in ITIL terms.
- Step 3 – Formalize Service Level Requirements
o Timeframe: 2010/2011
o Deliverables – Complete and formal SLAs and OLAs
